McDonald’s “Seniors” Restaurant
Gail Hyde is manager of a McDonald’s restaurant in a city with many “seniors”. She has noticed that some senior citizens have become not just regular patrons – but patrons who come for breakfast and stay, some till as late as 3.00 p.m. Gail’s employees have been very friendly to the seniors, calling them by their first names and talking with them each day, some of the employees are developing close relationships with the seniors. Some employees have even visited customers who have been hospitalized. On most days as many as 100 seniors will stay from one to four hours, turning the fast-food restaurant into a meeting place.
These older customers are an orderly group and very friendly to anyone who comes in. Further, they are neater than most customers and carefully clean up their tables before thy leave. Nevertheless, Gail is beginning to wonder if anything should be done about her growing “non-fast-food” clientele. There is no crowding problem during the time when the seniors like to come but if the size of the senior citizen group continues to grow, crowding could become a problem.
Further, Gail is concerned that her restaurant might come to be known as an “old people’s” restaurant – which might discourage some younger customers. And if customers felt the restaurant was crowded, some might think they would not get fast service. On the other hand, a place that seems busy might be seen as “a good place to go” and a “friendly place”.
Gail also worried about the image she is projecting. McDonalds is a fast-food restaurant (there are over 31,000 of them in 121 countries), and normally customers are expected to eat and run. Will allowing people to stay and visit change the whole concept? In the extreme, Gail’s McDonald’s might become more like a European-style restaurant where the customers are never rushed and feel very comfortable about lingering over coffee for an hour or two!     Since opening in a suburb of a major metropolitan area two years ago, Pablo’s Pepper Pizza has consistently had a huge line of customers waiting for a table. Pablo, the owner, attributes this to his strong belief that customers are entitled to high quality food at inexpensive prices. His brand promise is to consistently create a fun, family-oriented environment centered around great food that won’t break the budget. This idea is demonstrated at many different touchpoints with customers. Parents can enjoy the $5.00 all-you-can-eat pizza and salad buffet while watching the game on the television screen. Kids receive a complimentary activity book along with a packet of crayons and unlimited trips to the dessert bar stocked with fruit, pizza, and cookies.     A main issue is addressing the concerns older and current members might have in regards to the proposed changes; older membership may be already currently satisfied with the operations and facilities of the country club and see no reason to implement changes. They may see change as a threat or an inconvenience to ending the old way of conducting business rather than as an opportunity to increase socializing and family oriented entertainment. This concern actually addressed a deeper issue the country club was facing: the potential deterioration of the golfing and dining services they were supposedly specialized in. This was pointed out through the findings of the McMahon's study where there were major concerns about the speed of service, the professionalism of the wait staff and the variety of menu items for their dining facility, the 37th hole. Since, the dining portion of the country club is currently half of their entertainment program, any flaws within the dining experience will be detrimental for the country club, in the perception of not only attracting new members, but also maintaining their current members. Management should look into the operations of the wait staff and seek out strategies to increase a favorable outlook from the members in this dimension. Some questions management should pose to evaluate the effectiveness of the dining facility should be: are the servers properly trained to handle customer service related issues?; are the dining halls up to health standards and do they make the members feel comfortable?; etc. Some of these basic lines of questioning can lead to more effective evaluation to ensure the dining experience of the club is up to par.
