Executive Summary
Hospitality industry is growing at its highest speed and is becoming more and more competitive. As it is becoming more spirited, various problems are emerging as well. Serena Hotel is a famous hoteling Chain, having 36 luxury resorts, lodges and hotels, operating in Asian & African countries.Recently it has been noted that there is a plunge in the level of customer satisfaction at the Quetta Serena Hotel. The aim of this research is to evaluate if the Quetta Serena hotel is aware of the importance of its front line employees in service delivery and what is being done to resolve the existing issue. The front line employees will be handed in a questionnaire which includes both qualitative and quantitative questions. Another questionnaire is prepared interview senior management and line managers over ways on improving the service quality at the hotel. The data will then be scrutinized and presented in bar graphs. This dissertation discloses the importance of bottom line employees in service quality delivery and in the literature review a well-developed theory was explained in detailed how if implemented well could bring success to the hotel. Front line employees are usually those who are seen as the most important people to deliver quality service even though it does involve those who are behind the scenes too (Kim Hoque, 2000, p.6). Silson et al (2008) said that it is the front line employees who project the image of the company to the customer, it is what they do or say that influence the perception of customers on the organisation (Cook 2002). Bearing this in mind, it is very imperative that the company distinguish the value of those employees and invest well on them in order to keep its reputation and status lofty.     Hotel Paris wants to expand its chain to include more global locations. Currently the popular hotel chain has nine locations that span across France, London, Rome, and major cities in the United States, including Chicago, New York, Miami, Washington, and Los Angeles. The popular hotel chain has been able to grow since its 1990 inception in a small Paris suburb because of its wonderful reputation of great customer service. The management of the hotel chain believes that this is what will allow them to continue expanding globally, but their reputation for such service has been deteriorating. Now management has to figure out exactly what is causing the deterioration. Employee competencies and behaviors are what help any organization achieve their strategic goals. There are many factors that contribute to employees’ competencies and behaviors such as compensation, training, personality, company policies and an employer’s relationship with its employees (Dressler, 2013). The first goal for the management of the Paris Hotel should be to look at its employees; not necessarily from an accusatory position, but objectively based on leadership and evaluation. Some initial considerations should be whether top management has done performance evaluations on their employees and whether management listened to employees’ concerns.
