INTRODUCTORY SECTION

INTRODUCTION

During the last decade, banking became the most competitive industries of Bangladesh with a huge amount of growth. A large number of new banks have made their way in the industry and yet there are more to come. In such a highly competitive service industry, ‘customer satisfaction’ is a very important factor to consider. High customer satisfaction and loyalty give an organization a better base than its competitors and allows it to flourish in the industry.

This project deals with the ‘service quality’ and ‘customer satisfaction’ of ONE BANK LTD. Data has been collected on the basis of the questionnaire and a survey was conducted. Then the results of this survey are analyzed to identify the most important aspects of the service and determine different factors of overall satisfaction. Finally, a set of recommendations is given on the basis of the analysis of the survey, to improve the overall service quality according to customers expectations and thus satisfy its customers better.

OBJECTIVE OF THE STUDY

❖ The main objective of this study is to determine the customers’ expectation level as well as their satisfaction level towards ONE BANK LTD.’s services. ❖ Also, the key attributes that influence customer’s decision in selection of the organization for banking. ❖ Then, based on the customer survey, recommending strategies to improve the overall service standards, of ONE BANK LTD. & thus, increasing customers’ satisfaction level.

SIGNIFICANCE OF THE STUDY

Since, banking industry is a highly service oriented industry, its overall success depends on the customers’ satisfaction regarding its service & perceived image of the banking services. So, no matter how good the bank’s management or employees are, if it can not create a good image in the minds of the customers & can not maintain its standards as promised, then it won’t be able to increase its market share & loyalty among customers.

With the involvement of foreign and local banks the competition are on its peak. So only improving the product is not enough to be competitive in the market. Enhancing the service quality is also becoming very important .There are abundant opportunities are present in the market. . It needs only continuous upgrading and customer orientation to be able to avail those opportunities to a broad degree. In the recent years, Banking Industry in Bangladesh has seen a considerable growth. Significant numbers of investors are becoming interested to invest their money in this sector.     The means results show that customers have a higher expectation before their visit at their banks but have a lower perception after their visit with respect to all five dimensions of service quality. The results also shows that the SERVQUAL Gap is related to responsiveness dimension followed by the reliability, then the empathy dimension followed by assurance and tangibility. Secondly, the finding from Independent sample t-test is relation to the third objectives (To measure service quality for customer having savings account in contrast to those having loan account). The results show that Hypothesis 1 to 5 are rejected as there are no significant differences between customers having savings account and loan account with respect to all five dimensions of service quality. Hence the Hypothesis 0 is accepted and proved that there is no differences between customers having savings account and loan account with respect to service quality. Lastly findings from the Chi-Square addresses the first objective (To determine the factors of service quality that influence customer perception and to identify the best one among the commercial banks).     Purpose – The purpose of this paper is to evaluate the service quality in retail banking in the Middle East in general, and Qatar in particular, based on different levels of customers’ perception regarding service quality. Design/methodology/approach – This is an analytical study based mainly on the primary data collected through a scientifically developed questionnaire. The questionnaire have been personally administered on a sample size of 120, chosen on a convenient basis from four Qatari banks, i.e. Qatar National Bank, Doha Bank, Qatar International Islamic Bank, and Arab Bank. The questionnaire has been designed on the basis of the study of previous scholars such as Berry et al., Parasuraman et al., Zeithaml and Bitner, and Stafford. Findings – The result indicates that customers’ perception is highest in the tangibles area and lowest in the competence area. Practical implications – In order to achieving higher levels of quality service in retail banking, banks should deliver higher levels of service quality and in the present context customers’ perceptions are highest in the level of infrastructure facilities of the bank, followed by timing of the bank, and return on deposit. Owing to the increasing competition in retail banking, customer service is an important part and bank managers should be rethinking how to improve customer satisfaction with respect to service quality. Originality/value – This paper makes a useful contribution given that there are only a few studies dealing with the assessment of service quality in banking environments.
