Customer Service at Datatronics

Datatronics is an organization that serves their customers with Enterprise Resource Planning integrated solutions. Their growth is mainly attributed to acquisitions of smaller competitors. E-Z RP was such a company that despite its inferior size compared to Datatronics was able to succeed and outperform Datatronics on grounds of customer service and customer satisfaction. Datatronics recognized the fact and acquired E-Z RP with the aim to improve in that respective area. Just as it is the case with most acquisitions, job uncertainty at E-Z RP came into question when the acquisition was announced, however, all of the employees were able to remain employed. The issue was that most of the positions E-Z RP staff were holding at E-Z RP were no longer in demand and so they were rather integrated into the Datatronics culture based on the corporation’s needs rather than what the individuals were trained to do and what they do best.
Matt, who was the head of the E-Z RP development team, lost his position through the acquisition and was appointed to manage the Datatronics customer service center instead – a calling he wouldn’t know much about. After observing the Datatronics customer service center as the newly appointed manager, despite his inexperience in this field, he quickly noticed deficiencies, which he openly brought forward to his new boss, CIO Joel McGivern. Joel was cautious about the idea of improving customer service through increased spending, however, he was receptive to the idea that improvements need to be made.
Following is a SWOT analysis of Datatronics as an organization in general and the way they currently operate. Handling of the acquisition and Datatronics’ new environment was taken into consideration while the analysis was performed.

    When thinking about the places that I have stopped doing business and the reasons why I stopped shopping there is because I was treated with disrespect now being greeted or being ignored, I can’t shop at a place where they ignored me and judged me because I am unable to meet their specific standard of the ideal customer. A clear example for me of this is was when I went in to Gucci and I was totally ignored and no one talked to me. Edwards & Co.’s OneWorld Xe suite of enterprise resource planning (ERP), customer relationship management, and financial applications. The multimillion-dollar project was scheduled to be done in phases over the next 18 months. Russ Berrie CIO Michael Saunders said that the company, which had sales of $225 million during the first nine months of 2001, hoped the OneWorld System would help it reach $1 billion in annual revenue in the coming years. Within the next 12 months, he said, Russ Berrie planned to begin installing the applications one department at a time, starting with a stand-alone implementation in purchasing. “We’re not going big bang,” Saunders said. “We’re mitigating implementation risks by taking a phased-in approach.” The company had reason to be cautious. Three years before, a Y2K-related migration from its homegrown distribution, financial, and customer service systems to packaged ERP applications experienced major system failures. Saunders said the problems were severe enough for Russ Berrie to take many of the new applications off-line and return to their old systems. Saunders wouldn’t identify the software vendors that were involved in the failed implementation, but sources said that SAP AG’s applications were part of the 1999 project. A spokesman at SAP confirmed that Russ Berrie was one of its customers, but he declined to offer further details because of pending litigation between the two companies.
